Automation needs a safe decision boundary
Useful ticket routing begins with a dependable taxonomy, clean examples, and an explicit confidence threshold. The system can classify intent, retrieve relevant context, and propose a response, but uncertain or sensitive cases should move to a human queue.
Fallback rules are part of the product, not an afterthought. They define what happens when required context is missing, a model call fails, or a request involves account access, payments, or another high-risk action.
Measure quality beyond automation rate
Evaluation should track routing accuracy, unsupported claims, escalation quality, response time, and user outcomes. A high automated-response percentage is not useful when it creates repeat contacts or hides operational risk.
Versioned prompts, test datasets, human review, and observable workflow events make the system maintainable as products and support policies change.
